Discovering hidden intelligence in customer reviews

A 4-Star Upscale Hotel

7,595 reviews · 3 platforms · 10+ year span · 10+ languages

98% response rate on one platform, 100% on another — the best-engaged property in our Nairobi dataset, and the benchmark others are measured against. This discipline is rare and measurably valuable.
Food was simultaneously the #1 complaint AND the #1 praise theme on all three platforms. The gap was consistency between outlets, shifts and occasions — not capability. For a property with a strong restaurant brand, this variance carries disproportionate weight.
Five individual staff members named 40+ times each in reviews — one named 98 times across years of feedback. The deepest staff recognition in the dataset, and a marketing asset most properties have never counted.
A hidden in-room issue surfaced only with multi-platform analysis: bathroom complaints ran at 11.6% among verified stayers versus 4.7% on the general review platform. The casual reviewer never sees the room — the verified stayer does.
63% of booking-platform stays were single-night — an opportunity to extend average length of stay that nobody had quantified before our analysis.

A 5-Star Luxury Property

0.4% response rate on the largest review platform — while achieving 78.8% on another. The capability is proven. The coverage is not. Extending the existing workflow to the main channel is the single fastest, cheapest reputation gain available.
Brand-threatening allegations visible in public reviews with no management response. Claims of theft, discrimination, and food safety incidents sitting unanswered for months — read by every prospective customer who searches the property.
One staff member named 44 times across 3 languages. Conference facilities mentioned 197 times. A unique brand affiliation mentioned 165 times — overwhelmingly positive. These are assets competitors cannot build or buy.
70.8% of booking-platform guests chose the lowest room category — only 6.7% booked the suite. Either the price differential is too steep or the upgrade path isn't merchandised. A classic upsell gap hiding in the data.
Value for money was the weakest dimension on two platforms. But the data suggests addressing food, bathroom, and connectivity complaints would lift perceived value without any change in pricing.

The Market-Wide Pattern

Reply rates have surged since 2024 — but the habit stops at the quality mark. The typical hotel went from replying to 1 in 20 reviews to 1 in 4. Gold-rated hotels now answer nearly 8 in 10 — while Silver and Bronze answer almost none.
56 hotels reply to almost no one. 51 reply to almost everyone. Very few sit in between. The top-rated quarter reply at 86.4% and receive just 2.9% bad reviews. The bottom quarter reply at 0% and receive 9.3%. This isn't about budget — it's a choice.
Service wins and loses customers in the same breath. Friendly staff is the #1 praise at the large majority of hotels AND the most-named complaint. Rooms and food are the steadier genuine pains underneath.
Reputations are moving — mostly upward. Of the hotels with enough history to compare, 81 are climbing, 40 steady, and 14 sliding. One hotel gave back more than half a star in a single half-year.
